How did we disappoint you and what can we do to make things right?

There were a number of significant communication issues (both within your company and externally to us as customers) that greatly disappointed my husband and me. As relatively new homeowners, this air conditioning unit was our biggest home purchase to date, and the customer service for this was worse than what we experience when we go to most retail stores or restaurants where the purchase is nowhere close to $3,400.

Here's what disappointed us:
-Our salesperson, Kelly Robichaud, told us which day an installer would come but said we'd get a call within a day or two of our sales meeting about what time the installation would happen so that we could make advanced arrangements with our workplaces to be gone. That didn't happen. As of 2 p.m. the day before the scheduled installation, I still hadn't heard a thing. So I had to call to ask if the installation was even still happening and what time it would be. It was very difficult to make arrangements with work after finding out that the installer would be coming at 7:30 a.m. the next day. Very poor external communication.
-Kelly Robichaud asked us how we wanted to pay, and when we asked if a VISA check card would be acceptable, she said yes and took down our card information. Then on the morning of the installation, as the installer was pulling up to our house, I got a call from someone at your office saying that the payment wasn't going through. She said they routinely have problems with check cards because of the limits that banks enforce. We had to scramble to come up with another method of payment before the installation started. If your people know about problems with check cards, then why did Kelly not suggest an alternative that day? Very poor internal communication.
-When asking Kelly Robichaud about the process for our air conditioner and what exactly we had to do as far as rebates and compliance were concerned, she said you guys took care of everything. Yet a couple weeks after our unit was installed, we got a letter telling us we had to have an installer come out to our house to make sure everything was installed correctly. Why weren't we told about that earlier? Again, poor external communication.
-We also weren't told in advance that our pets had to be caged before the installation started, but the installer told me right after he arrived that we needed to do that. I have a cat who likes to hide, and it was difficult to try to find him ASAP and get him caged when I was supposed to be working from home. Again, why weren't we told about this in advance so we could be prepared? Once again, poor external communication.
-When the installer was here, it took him more than the quoted four hours for the installation. He said that he hadn't been told by the salesperson that we had several feet of wires between the air conditioning unit and our house and it takes him longer if he has to cover them (which he did). Again, poor internal communication, and it resulted in me getting back to work later than I had anticipated.

The air conditioning unit seems to be working fine, but the customer service for such an expensive item was lacking. As far as what you can do to make things right, it'd be great if you knocked off some of the price. That's about the only thing I can think of at this point.

Your sales rep a) didn't follow up to see if he earned my business b) didn't see the solutions to issues other companies solved for and c) came in about $1000.00 more expensive.

First, I felt like I could trust the sales person that came out to the house to determine what we needed and what our options were. Second, Everything that was promised regarding the equipment we bought and the service to install came to fruition. Installation was quick and done well.

I do have to say however, the electrician you outsource to for the wiring did not clean up after themselves.

How did we disappoint you and what can we do to make things right?

I've used you folks to maintain the furnace for it's 16 years and replacing the A/C 3 years ago and have been very pleased. The system developed an unusual smell and I finally had the A/C tune up done per Ben's suggestion. The tech was very friendly and easy to work with. However, when talking about air flow through the A coil in case something was stuck on the underside of it, he said the drip pan covered the full bottom of it and the flow was around it. I knew this was wrong as the air does flow up trough it. That made me question his knowledge as a red flag and made me uneasy about what all was done. I didn't watch him do the work so First name removed't know what all was done. Ben had said that everything would be checked and cleaned and that that should take care of the smell. The fan blades weren't cleaned (he said the fan and blower weren't real dirty). As far as I know, he just used a mirror to check it and didn't pull the unit.
At this point I feel quite uncomfortable. I did sign up for the Smart Club but am now wondering about that. I know they all have to start some place but for an A/C tech to not know what the A coil pan even looks like is stretching things a LONG way!! I contacted your office and was told that if the smell continued that a "more experienced" tech would be sent out. That much is reassuring!
Meanwhile, the smell does seem to have been greatly reduced. A few more days of operation should tell the story if it is going away. It is a stealth smell - can't really pinpoint it to tell where it is coming from!! But he apparently did something that seems to have helped! I'll give him credit for that even though we have no idea what or where it was!!
